Summarize the entire process and decision in one to two sentences. There is no need to flourish here. Just tell them what happened, when and how it will be resolved.
I like to start mine with something like, “You may be aware,” or “Thank you for bringing this to our attention,” because most customers are familiar with the problem. Accept their support requests without patronizing them.
Use timestamps and dates whenever possible. It helps to explain problems, especially technical ones, that are difficult to understand.

The “idea and real product” format works well with customers. Be clear about what needs to happen, what happened and why the change happened.
In the example above, I would say, “I apologize for not talking to you.”
This example is taken from a server outage that I did not work on. But as the head of customer experience, I should say better. And I was very grateful for that.
Expand the summary in the opening so experienced customers know what happened. And back. Clarity helps the truth heal.
